5min: WAT IS “CUSTOMER EXPERIENCE” VOLGENS JULLIE?
7. 7
Customer experience includes every point of contact at which the
customer interacts with the business, product or service.
(Grewal et al., 2009)
Service experience is the total functional and emotional value of a
consumed service. The service experience is unique to every individual
customer and the service consumption situation, and it assumes that
the customer is an active co-creating part of the service consumption
processs.
(Sändstrom et al., 2008)
A customer experience is the personal interpretation of a service
process and the customer's interaction and involvement with it during
his/her journey or flow through a series of touch points, and how those
things make the him/her feel.
(Johnston and Kong, 2011)
8. 8
The customer experience orginates from a set of interactions between a customer and a
product, a company, or part of its organisation, which provoke a reaction. This experiences is
strictly personal and implies the customer's involvement at different levels (rational,
emotional, sensorial, physical, and spiritual). Its evaluation depends on the comparison
between a customer's expectations and the stimuli coming from the interaction with the
company and its offering in correspondence of the different moments of contact or touch
points.
(Gentille et al., 2007)
Customer experience encompasses every aspect of a company's offering - the
quality of customer care, of course, but also advertising, packaging, product and service
features, ease of use, and reliability. It is the internal and subjective response customers
have to any direct or indirect contact with a company.
(Meyer and Schwager, 2007)

Service Delivery Network
two or more entities that, in the eyes of the customer, are responsible for the provision of a
connected, overall service (Tax et al., 2013)
(1) A network = set of actors or nodes along with a set of ties that connect them
(borgatti and halgin, 2011)
(2) belangrijk: “IN THE EYES OF THE CUSTOMER”

SERVICE DESIGn
Service Design is all about making the service you deliver
useful, usable, efficient, effective and desirable.
(UK Design Council, 2010)
63. 63
- FICtieve karakters/personages
- Representatief voor een belangrijke klantengroep
- PERSONA
64. 64
- PERSONA
- Wat omvat een persona?
(1) Uiterlijk (realistische foto)
(2) Persoonlijkheid
(3) Achtergrond (opleiding, kennis, ervaring, …)
(4) Dagelijks leven (leefomgeving, werkomgeving, wat pleziert?, wat frustreert?, …)
(5) Rol tov uw bedrijf?
(6) Doel: waarom gebruikt men product/dienst?
(7) Gedrag: wat doen ze met product/dienst?
67. 67
- PERSONA
NUT?
68. 68
- PERSONA
HOE BEGIN JE ERAAN?
- PRAAT MET JE KLANT! -> ZO LEER JE HEM/HAAR KENNEN
- WEET WIE JE VERSCHILLENDE KLANTENGROEPEN ZIJN EN WAT HEN EEN GROEP OP ZICH MAAKT
- VOLG JE KLANT TIJDENS HET GEBRUIK VAN JOUW PRODUCT/DIENST (SHADOWING)
- OBSERVEER JE KLANT
- ORGANISEER FOCUSGESPREK
- BETREK JE FRONT-LINE WERKNEMERS BIJ DE ONTWIKKELING

Customer Journey Mapping is the process of creating a
graphical representation of the steps and stages a customer
goes through to experience a product or service

- Customer journey mapping
- OBJECTIEVEN:
(4) Waar liggen verbetermogelijkheden? -> innovatie-opportuniteiten
(6) Waar liggen mijn kritieke punten?
(7) Klopt de logica / flow van de journey?
(8) Welke emoties ervaart mijn klant op ieder punt? (positief – negatief)
76. 76
- Customer journey mapping
- Waarom relevant?:
78. 78
- Customer journey mapping
- TO do: stel in teams zelf een journey-map op
bedrijf: NMBS
Positieve emoties
- wat kan verkeerd gaan? Negatieve emoties
- wat kan verbeterd worden?
=> uitschrijven!
