RBS Group, Head of Capability, Customer Services, Jan 2012 – February 2015
Leading the business and people strategy for 500+ transformation professionals embedding
sustainable bank wide customer centricity and a learning organisation. Budget £20M.
I led significant paradigm shift achieving world-class engagement levels. This achieved within
3 years an increase in average length of service from 1.6 years to 2.9 years/turnover
reduction from 30% to 15% within 2 years. Turnover reduction alone produced savings in
excess of £3.5M. Operationally, I introduced and embedded a strengths based philosophy, a
sustainable operating model, world-class capability, as well as systems and processes as key
enablers. The capability curriculum and syllabus design is recognised for being world-class by
McKinsey. The capability achieved through the In-house Customer Experience Academy
under my leadership gained formal recognition and accredited status through our partners;
Cardiff University, LCS, CIC, ILM, BQF, Kirkpatrick, Gallup and McKechnies. The
establishment of MI and Leadership Team monthly reporting was also successfully delivered.
Uffindell: Strategic Consultant, 2010 - 2012
In my client facing consulting role, I designed RBS Group’s brand strategy, architecture,
market positioning and key message framework. I also led the Customer Services account
and delivered a positive positioning and identity for Lean Ways of Working within the Group.
Standard Life Group, Head of Group Brand Strategy & Engagement 2004 - 2010
I led the Group’s brand strategy, positioning and supporting communications strategy (internal
and external) throughout the transition from a mutual status to a listed FTSE 100 Company.
This involved successful positive positioning of the brand with all internal and external
stakeholders ranging from institutional investors to employees and pensioners. I also
determined the correct brand architecture; go to market strategy, visual identity systems and
supporting communication/marketing campaigns launched to market in 2011. The design and
delivery of group wide interventions engaging 10000+ employees and business partners in
the customer driven mission, vision, purpose, strategy and values was a key deliverable.
3. Standard Life Investments, Brand and Internal Engagement Manager, 2002 - 2004
I developed the brand positioning to support the vision to become a leading global investment
company. I was responsible for building a capability from inside out to ensure we could offer a
differentiated and sustained proposition over the long term. I consulted and worked alongside
Executive and Board members to gain their support for a brand strategy (positioning,
proposition, key messages, principles and values) and engagement programme with all
stakeholders, internal and external. The development and roll out of the client centric culture
and supporting infrastructure, processes, systems and measurement was effective in making
it sustainable.
Standard Life Investments, HR Business Partner 1994 - 2002
I was instrumental in introducing the strengths based HR philosophy and redesigning all HR
processes to drive a high performance culture. Designed a world-class capability framework
founded upon regulatory requirements and clearly stating excellence within all roles within
front, middle and back office and all enabling functions. This work achieved the KPMG HR
Excellence Award in 2002. I also introduced and built an internal communications capability.
Standard Life Assurance Company, HR, 1989 - 1994
Responsible for recruitment, career management and community involvement policy and
practice. As well as recruiting thousands of people into Standard Life, I developed and
embedded companywide predictive assessment and development centre approaches
including the design of many specialist Gallup interviews. Working and learning from Don
Clifton and Dr Jonathan Hill are highlights from this time.
